Focus groups were conducted with policyholders from different profiles to understand emotions, concerns, information needs, and reactions to various communication formats, including videos, infographics, printed materials, digital tools, and virtual assistants. In addition, the content, channels, messages, and tools used by leading industry players to communicate post-claim procedures were analyzed.

Result

The study identified the key moments of uncertainty throughout the post-claim process, the most common questions and concerns among policyholders, and the channels and formats with the greatest potential to build trust and provide support. It also delivered concrete guidelines on communication tone, contact frequency, content architecture, and the use of digital tools to strengthen customer experience through a more personal, transparent, and proactive service.
